Customer support

Will AI replace customer support agents?

AI is already handling many routine customer questions, so support roles built mainly on scripted answers are under real pressure. People who handle the complex, emotional and high-stakes cases, or who help run and improve the AI, have a clear path forward.

Estimated demand trend: Shrinking (our estimate; see the methodology).

An honest picture

Customer support is one of the role families most exposed to AI. Our estimate is that demand for routine, scripted support work is shrinking. That does not mean every support job will vanish. It means the job is changing shape, and it helps to see that clearly so you can move with it.

What AI handles well

Chat assistants can now answer common questions around the clock: order status, password resets, delivery times and simple how-to queries. Behind the scenes, AI sorts and routes tickets, fills in case notes, pulls up customer records and drafts replies for an agent to approve. Much of the data entry that used to follow every call can happen automatically.

What customers still want a person for

When something has gone badly wrong, most people want a human. An upset customer, a complaint that spans several departments, a vulnerable person who needs patience, or a request that falls outside the rules all need empathy and judgement. Deciding when to make an exception, and owning that decision, is human work.

As bots take the easy questions, the queue left for people becomes harder and more emotional. Those skills stop being a nice extra and become the job itself.

New roles are growing around AI support

Someone has to write and maintain the knowledge base the AI relies on. Someone has to review conversations where the bot got it wrong, spot patterns and feed them back to the product team. Escalation specialists, quality reviewers and customer success managers who look after key accounts are all roles where support experience is a real advantage.

Customer success in particular is about relationships: helping customers get value, renewing contracts and preventing problems before they start.

Steps you can take this year

Get known for handling the difficult conversations well. Ask to help with the chatbot or the help centre content, even in a small way. Learn your product deeply, including the technical side, so you can solve problems a script cannot.

Start keeping notes on recurring issues and share what you see with your manager. That habit of turning tickets into insight is exactly what support teams need more of. Use AI drafting tools yourself so you know their strengths and blind spots.

The bottom line

If your week is mostly scripted answers, now is the time to move towards complex cases, relationships or running the systems. Your knowledge of customers is valuable. Take the AI Survival Score test to see which of your tasks are most exposed and what to learn next.
